Overview
Facturama’s Frontline Support team works at the point where technical problems and customer emotions meet. When a billing or invoicing issue is urgent, customers can arrive at the conversation already frustrated, and a routine support interaction can quickly become an emotionally charged one. Facturama partnered with NetSkill to equip its Support professionals with the emotional awareness, self-regulation and communication skills needed to stay calm under pressure and guide these conversations towards a solution. The programme was designed and delivered by Olga Cañizares, Emotional Intelligence Expert and Executive Coach.
The Challenge
Customers who feel frustrated, uncertain or out of control often bring that emotion into their conversations with Support. When agents take those reactions personally, they can respond defensively, raise their tone or justify themselves, and the conversation escalates. Facturama wanted every member of its Support team to share a common method for handling these moments, including the ability to:
- Recognise how and why customer conversations escalate
- Identify their own emotional triggers and automatic reactions
- Stay calm and professional under pressure
- Acknowledge customer emotion without conceding the point
- Keep control of the conversation and direct it towards a solution
- Close interactions with clear, concrete next steps
Rather than offering generic customer service advice, Facturama wanted a practical, repeatable approach its team could apply in real conversations from day one.
Objectives
The learning initiative aimed to:
- Help participants understand what is happening for the customer in a difficult conversation.
- Build emotional self-awareness and the ability to recognise personal triggers.
- Develop practical self-regulation techniques for use in real time.
- Strengthen communication that de-escalates rather than escalates.
- Give the team a single framework, C.A.L.M., for managing difficult conversations.
- Build confidence through practice with real Support situations.
The Approach
- Custom Programme Design
NetSkill designed a programme for Facturama’s Frontline Support professionals, built around one principle: “I cannot control the emotions a customer brings into the conversation, but I can learn to manage the emotions I bring into my response.” The learning journey moved participants through four stages: understanding what is happening for the customer, regulating their own response, communicating to de-escalate, and acting with professionalism. These pieces were then brought together in the C.A.L.M. De-escalation Framework.
- Practice-Led, Instructor-Led Delivery
The programme was delivered as two interactive 4-hour workshops, with a learning mix of 40% concepts and practical tools and 60% practice and feedback. Each session combined:
- Practical case analysis
- Individual reflection
- Role plays in groups of three (customer, professional, observer)
- Facilitator coaching
- Real Frontline Support scenarios brought by participants
Participants rotated through every role, so each person experienced the conversation from the customer’s side, the professional’s side and the observer’s side.
- The C.A.L.M. Framework
- C – Centre Yourself: pause, breathe, notice what you feel and what is triggering you, and choose how to respond.
- A – Acknowledge: listen without interrupting, recognise the emotion and the need behind it, and validate it without giving in on the issue.
- L – Lead the Conversation: clarify what matters most, separate what is known from what needs checking, and define the next step.
- M – Move Forward: agree what will happen, who will do it and by when, and what follows if it is not resolved.
- Key Topics Covered
- Escalation, customer psychology and difficult behaviour
- What emotional triggers are and why we take things personally
- The link between thought, emotion and behaviour, and how interpretation shapes our response
- Emotional contagion and how our tone, pace and posture affect the customer
- Quick regulation techniques: breathe, pause, anchor the body, name the emotion and reframe
- Active listening, empathy without agreement and non-defensive communication
- Partial truth and the left-column exercise for choosing what to say
- Assertive communication built on respect and validation
- Requests, offers and commitments for moving conversations into action
Execution
NetSkill ran the workshops as hands-on, discussion-rich sessions. Participants first explored how triggers and automatic interpretations drive their own reactions, then practised short regulation techniques, including a 60-second exercise in which they paused and chose a response to a difficult customer sentence. They then applied C.A.L.M. in role plays based on real situations from their own work, such as an angry customer, a recurring complaint, or a conversation that became tense. Observers used a guide to assess whether the professional centred themselves, acknowledged the emotion, led the conversation and agreed a concrete way forward. Group debriefs after each exercise focused on what reduced the tension, when the conversation shifted and which part of C.A.L.M. was hardest, so the practice became lasting learning.
The Results
The programme gave Facturama’s Support professionals a shared language and a practical method for handling emotionally charged conversations.
Performance Gains
- Greater awareness of personal emotional triggers
- Ability to pause and choose a response instead of reacting
- More confidence in handling frustrated customers
- Clearer, more professional language in tense moments
Operational Efficiency
- A common framework used across the Support team
- Better control of conversation direction and flow
- Clearer next steps, owners and timelines agreed with customers
- Fewer conversations at risk of unnecessary escalation
Customer Experience
By acknowledging emotion before moving to solutions, and by closing conversations with clear commitments on what happens next, participants learned to help customers regain a sense of certainty and control, which is often what a frustrated customer needs most.
Team Resilience
Participants practised techniques for regulating themselves during and after demanding interactions, supporting more sustainable, composed performance in a high-pressure role.
Business Impact
The partnership helped Facturama build a Support culture based on calm, empathy and professionalism. Key outcomes included:
- A shared de-escalation method across the Frontline Support team
- Stronger customer relationships built on trust and clarity
- More professional handling of emotionally charged conversations
- Increased confidence and emotional resilience among Support professionals
- Better conversation outcomes through concrete, committed next steps
- A foundation for continued skill development through further practice
Why This Worked
The success of the initiative was driven by:
- A programme tailored to the realities of Frontline Support
- A 60% practice and feedback approach, with real cases from participants’ own work
- One simple, memorable framework (C.A.L.M.) that integrates regulation, empathy, leadership and action
- Role rotation and structured observation, which built insight from every perspective
- An expert facilitator combining emotional intelligence and executive coaching experience
- Strong partnership between NetSkill and Facturama
Looking Ahead
As Facturama continues to grow, its Support team is well placed to keep building on these skills. By continuing to practise self-regulation, empathic communication and solution-focused leadership, Facturama’s Support professionals can keep turning difficult conversations into opportunities to build customer trust.
